COVID’19 spread has forced firms and business sectors globally to rethink how they have to operate and handle the customer needs to ensure profitability.
FREMONT, CA:Individual organizations and entire businesses around the world are being forced to reconsider how they used to operate because of the rapid spread of the Covid-19 pandemic and the resulting global economic crisis as countries place their citizens under lockdown. However, rather than abandoning the customer experience (CX) management activities and competencies, CX has steadily been built over the past few years, Bruce Temkin, experience management (XM) guru and head of the Qualtrics XM Institute advises firms to focus on reprioritizing and adjusting the efforts to get along with the organization's changing needs.
He believes that XM professionals can help firms to weather the current storm by supporting organizations to understand how their customers and employees are feeling and then using such insights to make adequate decisions. Temkin stated that the last thing one wants to do in these times of rapid change is to lose touch with the clients so firms must listen and respond more now than ever. While there are various methods for doing so, such as gathering input from employees and conducting pulse surveys among the client base, asking for feedback needs to be done with caution, warns Temkin, because otherwise, organizations risk appearing self-absorbed rather than supportive of customer needs.

Furthermore, it is important to keep in mind that the optimal pace of feedback should be defined by a company's ability to act on what it discovers. This is due to the ultimate goal of driving actionable information across the organization, allowing it to adjust accordingly on an enterprise-wide scale rather than just in pockets. Moreover, Temkin explains that customer experience is about altering the entire organization to become more focused and sensitive to customer needs. However, simply learning what customers are thinking and feeling is not enough - firms must also get actionable insights into the hands of those who have authority to do something with them, such as customer service or product design, and in a form that is valuable to them.
